Your confirmation email says confirmed, but the hotel cannot find your reservation. Use this field guide to verify the booking, avoid duplicate charges and secure an alternative room without losing key evidence.
Last reviewed: October 2026. Hotel policies, booking-platform terms and consumer protections vary by destination and contract.

Quick answer
Check the exact hotel and dates first. Ask the front desk to search by guest name, arrival date and hotel-side reservation number. While you remain at the property, contact the booking platform using verified support.
If the room cannot be provided tonight, request written replacement and payment terms. Save confirmations, support records and receipts.
Start here: the check-in rescue matrix
| What you hear | Your next move | Avoid |
|---|---|---|
| We can’t find your name | Check the exact property, arrival date, lead guest name and hotel reference | Assuming the booking was cancelled |
| We only see the agency’s booking | Ask the platform for the property’s internal confirmation number | Repeating the same platform reference |
| The room is unavailable | Request a written explanation and an equivalent alternative | Agreeing to unexplained surcharges |
| You must pay again | Compare prepaid/pay-at-property terms and disclosed local charges | Sharing card details via an unfamiliar link |
| The booking was cancelled | Request cancellation date, source and reason in writing | Deleting your original confirmation |
Confirm that you are at the right property

Hotel groups often operate several similarly named properties in the same city. Compare the street address and postcode from the confirmation, not merely the logo or brand. Check your dates carefully, including overnight flights that arrive on the next calendar day. If a property has rebranded, verify its identity using the platform’s official support channel.
Understand why one booking can have multiple reference numbers

A reservation through an intermediary may carry a platform reference, a supplier or wholesaler reference and a hotel-side property-management reference. They need not match. Ask the receptionist to search by arrival date, lead guest and alternate spellings, then ask which hotel-side identifier would resolve the problem.
“I booked for [dates] through [platform] under [full name]. Could you search your arrival list and tell me whether you need the hotel’s internal confirmation number? I’d appreciate a written note if it still cannot be located.”
Check the payment status before authorizing a second charge

Read the rate conditions for “prepaid,” “pay at property,” security deposits, local taxes and resort charges. A card authorization is not always a completed payment. A charge for disclosed taxes is different from a demand to pay the full room rate twice. Have your payment evidence ready, but cover most card digits in screenshots.
Some third-party hotel inventory cannot be modified as freely as standard bookings. Booking.com’s third-party FAQ describes restrictions for certain partner offers, so review the exact inventory type and terms attached to your booking instead of assuming all reservations work alike.
Escalate efficiently

If there is no room tonight

Do not let a prolonged dispute leave you stranded late at night. Request comparable replacement accommodation, a written statement of who will pay, and instructions concerning transport. If the hotel and intermediary cannot resolve the issue, independently compare safe nearby alternatives. Keep itemized invoices and a timeline explaining why you booked elsewhere.
Reimbursement is not automatic. Whether extra expenses are covered depends on the contract, facts and applicable law. An unusually expensive substitute may be disputed even if your original booking failed.
The replacement-room decision
Save the five pieces of evidence that matter
- Original reservation confirmation, including dates, occupancy, room category and rate conditions
- Payment receipt, bank transaction or pay-at-property confirmation
- Names, times, case IDs and screenshots of support conversations
- A written description of the hotel’s inability to honor the reservation, where available
- Invoices and receipts for a reasonable substitute stay and necessary transport
Keep sensitive personal details out of public social media complaints. Screenshots shared with support should expose only the minimum needed to identify the booking.

Subject: Urgent — confirmed hotel reservation missing at check-in [reference]
I am at [property name and address] for check-in on [date]. The front desk has been unable to locate my reservation under [guest name]. My booking confirmation shows [reference], [stay dates], [room type] and [payment status]. Please contact the property, confirm the status of the reservation in writing, and provide the property’s internal confirmation number if available. If it cannot be honored, please explain the equivalent accommodation options, who pays any additional charges, and the applicable refund process. My support case number is [number].
The 48-hour prevention check
For late arrivals, sold-out event periods, prepaid rates or complex multi-leg international trips, contact the property a day or two in advance using an independently verified contact number or the booking platform’s official messaging system. Ask the staff to confirm your arrival date, lead guest, occupancy, room category and late check-in instructions. A delivered message is not the same as an affirmative confirmation.
What if they find a booking, but the room is wrong?
That is a different complaint. Compare the delivered room against the features expressly promised at booking, document the discrepancy appropriately, and request a remedy while you are on site. Inform the intermediary too. A specific photo and a copy of the advertised room description are stronger than a vague review.
Know the limits of universal advice
There is no single worldwide rule requiring every hotel or intermediary to refund or upgrade a stranded guest. Responsibility may differ between direct bookings, packages and standalone third-party reservations. The Irish Competition and Consumer Protection Commission, for example, explains that the proper route for a complaint depends on how the accommodation was booked. That guidance describes its own consumer-law context, not an automatic global remedy.
Before leaving the desk: final checklist
- Verified property address and exact dates
- Asked for a search with alternate identifiers
- Requested a written status from management
- Opened a case through official booking-platform support
- Clarified all demands for further payment
- Preserved screenshots and receipts
- Arranged a safe fallback if the room cannot be provided
Frequently asked questions
Does a confirmation email guarantee a room?
It proves the details supplied to you, but a hotel may still report a missing reservation or a supplier problem. Ask the property and platform to confirm the precise status in writing.
Should I pay the hotel again?
First compare prepayment, authorization, security-deposit and local-tax terms. Clarify any additional charge before authorizing it, and retain proof if an urgent stay forces another payment.
Can I demand an upgrade?
A universal upgrade right does not exist. Ask for a suitable alternative and written arrangements for extra charges under your particular booking terms.
Who do I complain to?
Record the property’s response and contact the original booking channel. The responsible party and remedies depend on the contract, intermediary role and applicable law.
